低频消费的售卖席梦思床垫的公司,向买家提供可以监测睡眠质量的App 与客户保持长期交互,并且向他们提供改善睡眠质量的解决方案;巴士汽车的生产公司,通过收集巴士公司的消费者运营数据来改良巴士车的设计。
目前,中国网民人数已达7.31 亿,其中一半以上使用手机上网,4.69 亿人拥有手机钱包,而这反应到消费者身上,便是不断提高的品牌期望。
若品牌无法满足消费者不断增长的期望,将面临失去他们的风险。
在数字时代,中国消费者尤其看重个性化服务,希望品牌提供反应积极迅速的、个性化的客户服务。
SAP2017 年发布的专门针对中国消费者的《SAPHybris 消费者洞察调查》显示,在挑选品牌时,中国消费者喜欢收到品牌提供的惊喜福利:2/3 的受调查消费者提及最多的话题是折扣和赠品形式的增值福利。
同时,中国消费者的高期望也表现在他们不愿意等候:近一半的消费者希望品牌能够在一小时内对其请求作出回应。
随着网上购物越来越受关注,消费者希望品牌能够随时通过各渠道提供优质的服务。
相比中国以外的地区86% 的数值,90% 的中国消费者愿意分享一些个人信息,如电子邮箱地址,以及购物记录和喜好,以帮助品牌收集数据,使品牌更好地了解其消费习惯,满足其需求。
然而若品牌在消费者不知情的情况下使用其个人数据,3/4 以上的消费者与品牌的关系将会破裂。
调查发现,为了更好地回应消费者的期望,品牌需确保各种渠道机制能够快速回应消费者需求,且在所有渠道中提供一致的价值,使消费者满意。
更重要的是品牌需推动各个部门采用以消费者为中心的业务模式,而非只限于销售和服务部门,从而赢得消费者的喜爱,与消费者建立良好的关系。
CRM 已经成为企业级技术市场中重要的细分市场。
Gartner 数据显示,全球CRM 市场规模已经达到了450 亿美元以上,而且现在还保持着每年20% 的高速增长,在中国,CRM 的市场增幅还要更快。
